Samantha Williams, Chief Customer Officer at Profitroom, represents this new generation of hospitality leadership. Passionate about people from an early stage, she was naturally drawn to the industry while growing up in Cornwall, southwest UK, a region deeply shaped by tourism.

Although she did not initially imagine a career in technology, sales, or executive leadership, hospitality became a natural professional path. Her journey began nearly two decades ago on the operational side of hotels, where she manually updated rates, managed reservations, closed distribution channels, and even processed bookings through fax machines. This hands-on experience gave her a clear understanding of the inefficiencies that once defined hotel operations.

Over the years, Samantha worked across reservations, food and beverage, events, conferencing, banqueting, revenue management, and marketing. She gained experience with boutique hotels, hotel groups, and a digital marketing agency before joining Profitroom nearly nine years ago. Prior to Profitroom, she managed a portfolio of 75 hotels in revenue-focused roles.

At Profitroom, Samantha progressed from salesperson to market owner, regional director, commercial director, and ultimately Chief Customer Officer, bringing deep industry insight, customer focus, and leadership strength to her role. Let’s dive in to know more.

As Chief Customer Officer at Profitroom, how do you ensure that customer experience and long-term client success remain aligned across the organization?

One of the most impactful changes we made was aligning our success metrics with those used by hotels, such as occupancy and average daily rate. I believe customer experience should never be treated as a reactive support function.

Instead, we focus on proactively helping hotels achieve measurable business outcomes. Our success is directly linked to our clients’ ability to generate more direct bookings and revenue.

By understanding the operational realities of hoteliers and speaking the same language, we have built strong partnerships and maintained a customer retention rate of approximately 99 percent, ensuring long-term success for both our clients and Profitroom.

Having worked extensively with hotels and resorts across Africa, Europe, and other international markets, what are the most significant challenges hospitality businesses face today?

Today's travelers want memorable journeys, not just accommodation. Hotels that fail to package and promote experiences risk losing valuable opportunities. In markets such as South Africa, I have also seen challenges around payment conversion and guest trust during the booking process.

Additionally, heavy reliance on third-party booking platforms can significantly impact profitability due to high commission costs. Combined with staffing shortages and operational pressures, these challenges often encourage short-term decision-making rather than sustainable growth strategies.

How is the growing adoption of digital technologies transforming the way hotels engage with guests, manage operations, and drive revenue growth?

Digital technology is transforming hospitality by making the booking journey far more personalized and dynamic. Guests increasingly expect tailored experiences, and many hotels are generating additional revenue through services such as spa treatments, dining experiences, and excursions.

Hotels need to position themselves as destinations rather than simply places to stay. From an operational perspective, automation helps address staffing shortages and improve efficiency.

However, hospitality remains a people-focused industry. I believe technology should handle repetitive tasks, allowing hotel teams to focus on creating memorable guest experiences and meaningful human interactions.

Guest loyalty has become increasingly important in driving profitability and long-term growth. How can hotels create loyalty programs and guest experiences that encourage repeat bookings and stronger brand advocacy?

True loyalty starts with personalization. Many hotels have access to valuable guest data but still rely on generic marketing campaigns. I believe hotels should use segmentation to understand different guest profiles and tailor communications accordingly.

Our research has shown that guests value recognition and immediate rewards more than traditional points-based systems. When guests feel genuinely appreciated and receive relevant offers based on their preferences and previous stays, they are far more likely to return. Personalization builds trust, strengthens relationships, and creates loyal advocates who continue choosing the brand.

As both a keynote speaker and industry leader, what opportunities should hospitality businesses prioritize to remain competitive and resilient in the years ahead?

The first priority should be reclaiming ownership of guest relationships and data. While online travel agencies are excellent for customer acquisition, hotels need strategies that encourage repeat guests to book directly. Otherwise, they continue paying unnecessary acquisition costs. I also see tremendous opportunity within Africa. South Africa has the potential to become a leading center for hospitality innovation and operational excellence.

Many successful initiatives introduced here are already being adopted across neighboring markets. By sharing best practices and embracing innovation, hospitality businesses across the continent can strengthen their competitiveness and drive sustainable growth.

Looking ahead, how do you see hospitality technology and direct booking strategies evolving over the next few years?

I see the industry moving toward more connected and seamless technology ecosystems. Hotels are increasingly looking for solutions that integrate data and create frictionless guest experiences. The booking journey is no longer linear; guests interact with brands across multiple channels before making a reservation. As a result, hotel websites must evolve from simple information platforms into engaging digital storefronts that inspire travelers.

Advanced personalization, automated upselling, and flexible booking journeys tailored to individual guest needs will become essential. The biggest opportunities will belong to businesses that combine technology, storytelling, and personalization effectively.

What advice would you give to hospitality leaders seeking to balance innovation, profitability, and exceptional guest experiences in an increasingly digital world?

My advice is simple: focus on building trust. Many people assume that cost or complexity is the biggest barrier to digital transformation, but I believe trust is often the real challenge. Guests and employees need confidence in the technology being introduced.

Hospitality leaders should use technology to simplify processes and remove repetitive tasks while preserving the human connections that make hospitality special. Innovation should make the guest experience easier, more seamless, and more personalized. The most successful organizations will be those that use technology to empower their people and create exceptional experiences for every guest.
